I rarely leave reviews this negative, but my experience with Wayfair has been one of the most frustrating, exhausting, and unnecessarily complicated customer service experiences I have ever had. I purchased a large sofa that arrived in multiple pieces, vacuum-compressed and packed into boxes. Once the vacuum packaging was opened, the pieces expanded to their full size, making it physically impossible to put them back into the original boxes without specialized compression equipment. When I requested a return, I specifically explained the packaging situation to a Wayfair representative. I was clearly told that I did not need to worry about packaging or sealing the sofa and that the pickup team would collect it as is. I relied on those instructions and prepared the sofa accordingly. Then the nightmare started. The carrier assigned by Wayfair, FedEx, would not complete the pickup. Instead of Wayfair simply taking responsibility and fixing the problem, I spent HOURS communicating with customer service, repeatedly explaining the exact same situation. What made this even more ridiculous was that my neighbor returned the EXACT SAME SOFA from the SAME apartment complex, and Wayfair used LLB Logistics to collect it. I provided proof of this, yet I was repeatedly told that FedEx was the “only authorized carrier” for my return and that nobody could change it. I eventually placed the disassembled and securely wrapped sofa in my apartment complex’s designated mail room, exactly as required for pickup. Management began complaining about the sofa remaining there, while Wayfair continued telling me that I needed to wait. Then Wayfair refused to issue my refund because their policy supposedly required the carrier to collect and scan the item first. So let me get this straight Wayfair’s carrier fails to collect the sofa, and somehow I am the one who has to wait for my money because THEIR carrier did not scan it I spent an unbelievable amount of time and energy trying to resolve a problem that I did not create. My case was eventually escalated to a specialized team and management, and I was initially told to wait another 4–5 business days just for an update. After hours of frustration, I finally decided to call customer service directly. And this is where I have to give credit where credit is due. I was fortunate enough to speak with a manager named Lily, and she was an absolute breath of fresh air after everything I had been dealing with. Lily was professional, patient, respectful, understanding, and genuinely interested in finding a solution. Most importantly, she actually listened. I did not feel like I was talking to someone reading the same scripted responses over and over again. She understood why the situation was unreasonable and treated me like an actual customer with a legitimate problem. Her communication was excellent. She was calm, knowledgeable, courteous, and incredibly helpful throughout the conversation. After spending so much time feeling like I was fighting against a system that nobody wanted to take responsibility for, Lily made me feel like someone at Wayfair finally cared about resolving the issue. That level of customer service deserves recognition. Wayfair should seriously look at how Lily handles customers and use her as an example of how difficult situations should be handled. Employees like her are the reason an extremely negative customer experience can still end with at least some respect for the people working inside the company. So, to summarize I absolutely do NOT recommend using Wayfair. After this experience, I personally would not order from them again. The amount of time, stress, contradictory information, logistical nonsense, and unnecessary back-and-forth required to resolve what should have been a straightforward return was unacceptable. But if you already made the unfortunate mistake of ordering from Wayfair and something goes wrong, do yourself a favor Ask for Lily. Seriously. If you can get Lily on the phone, you might actually have a chance of getting your problem handled by someone who listens, understands, and genuinely tries to help. Lily was the one bright spot in an otherwise dark and miserable experience with this company. Wayfair 1 star. Lily 10 stars.
